Who usually fills this role

Mostly graduates and undergraduates, many fresh to work, plus experienced agents from other support centres. At hiring, test clear writing, spoken clarity, typing speed, patience with an angry customer and the ability to follow a policy without sounding like a script.

Skills ladder

Stage 1

New joiner

  • Answers order status and delivery questions
  • Uses canned replies correctly
  • Records every contact in the helpdesk

Stage 2

Independent

  • Handles refund, return and replacement cases within policy
  • Calms upset customers and keeps replies short
  • Escalates exceptions with full notes

Stage 3

Senior or lead

  • Handles escalations and repeat contacts
  • Coaches new agents on tricky cases
  • Suggests policy and macro improvements

Training path

First weeks

  1. 1

    Product and order flow

The trainer explains how an order moves from payment to delivery and return, using the order system. The joiner traces five sample orders and answers questions from the trainer.

  2. 2

    Tools and policies

Teach helpdesk, order lookup and refund policy through sample tickets. The trainer reviews each sample reply before live work.

  3. 3

    Nesting on live queue

The joiner handles a limited queue with a buddy listening and a team leader reviewing replies each day. The buddy gives feedback after each batch.

First year

  1. 1

    Tone and clarity

Run writing and call practice on real complaints, replacing script phrases with plain language. The quality reviewer scores samples and discusses them with the agent.

  2. 2

    Delivery and courier knowledge

Teach courier tracking, delay reasons and what can and cannot be promised. The team leader checks that promises match what the logistics team can do.

  3. 3

    Refund and fraud awareness

Teach refund limits, repeated claim signs and escalation rules. The agent logs suspicious cases and the leader reviews them.

Towards senior

  1. 1

    Handling escalations

The leader shadows the agent on difficult cases, teaching how to own the problem, call back and close it. Closed cases are reviewed in a monthly session.

  2. 2

    Coaching new agents

The senior agent buddies new joiners and gives feedback using a simple form. The team leader checks the joiners' scores.

  3. 3

    Improving macros and policies

The agent proposes edits to canned replies and policy gaps with examples. The support manager reviews and adopts those that reduce repeat contacts.

Performance review

A weekly feedback talk with the team leader on sampled contacts, a monthly 1-to-1 and a written half-yearly review. Add a debrief after sale periods.

Evidence to bring

  • Refund exception log
  • Customer feedback comments

Questions to ask in the review

  1. Which customer problems are most common now?
  2. Where do you feel the policy is unclear?
  3. Which contacts went badly and why?
  4. How do you stay calm with abusive customers?
  5. Which escalations should you have handled yourself?
  6. What macros need editing?
  7. What do you need to handle peak periods better?

Pitfalls

  • Judging only on handling time, which causes rushed replies
  • Feedback with no sample contacts
  • Nesting without buddy listening
  • Not telling agents when policy changes
